Imagine
Imagine a world where you never lost a customer simply because asking you a question was hard.
Where the quote was a living thing the whole party shaped, not an attachment ageing in one inbox.
Where the guest who sailed told other people, and came back without being chased.
Because right now, enquiries arrive at a phone number, expire as a PDF in one inbox, and are heard only after the commercial moment has passed.
She says it once, in her own words→the AI reads it and keeps it→a named human owns the outcome→£52,137 from one enquiry
Enquiry + quote + booking + onboard = one relationship, never reset. Watch one guest and her party live it, end to end.
Meet MJ · the guest at the centre of everything
MJ. Platinum. A 25th wedding anniversary, eight guests, one week at sea, and one detail she can never get wrong.
of lifetime value, and a lifetime of trust, riding on how the brand responds.
MJ's voyage is an illustrative scenario, modelling one guest journey, not a specific client account.
Act I · Recognition
No form. No drop-down. No reference number. She says it once, in her own words, and is known before she finishes the sentence.
Happy anniversary, MJ. Five trip details captured from your message. David's nut allergy flagged as critical protocol across every venue. This needs James.
That is the whole enquiry. Intent, sentiment and urgency are read as she writes it. Five details surface from one message, and the one that matters is flagged before anyone replies.
MJ writes one message→five details read as she types, the allergy flagged→James chosen and briefed before he says hello→the enquiry never cools
The common industry experience: the conversation begins with the guest explaining who they are, when and where they want to travel.
What MJ gets: recognised from her first message. The relationship starts with what she needs, and deepens with every interaction.
* Based on mystery-shopping this same scenario across 20+ leading luxury cruise brands; none observed running it end to end.
Act I · The handoff
Not every message needs a human. This one does.
Then she adds a video, on the one thing that worries her. Twenty seconds, in her own voice, read as she says it, and the system already knows who should answer.
MJ adds twenty seconds of video→her words, her tone and her worry read live→James matched before he answers→the thing she feared is already handled
She spoke. The system already understood.
Act I · Two videos, one relationship
James replies in video. Her name, the anniversary, the suite he set aside, and David's protocol already flagged across every venue.
MJ's message and her video, minutes old→her whole context carried, nothing re-asked→James replies in his own voice, suite and dinner shown as he speaks→the quote starts forming inside the conversation
No forms, no retyping, nothing re-asked. This is how great service becomes revenue.
Act I · One memory
Not three ways to reach a call centre. Six channels behaving as one memory.
WhatsApp, phone, video, email, chat or a callback: MJ chooses how the reply arrives, and every channel opens to the same relationship. Region-native at the front door, from WeChat to Telegram. The guest's choice on the reply. Nothing repeated on any of them.
MJ picks whichever channel suits her→one memory answers on all six→James owns it whichever she chooses→she never has to start again
Capture once, use everywhere. Repetition is churn.
MJ · Platinum · 25th anniversary · 8 guests · 12 to 19 June · Ocean Penthouse · David: severe nut allergy · James Harrington, Ambassador
Act II · The quote
The quote stops being a PDF and becomes the place where the decision happens.
James builds it live, from the conversation. It stays open to the people deciding: any of the eight can ask a question, vote, or change a line inside it, and every open, pause and question is read as a buying signal. James sees the signals, the Brand Sentiment and the headroom against her budget. MJ sees a quote that answers back.
the eight open it, pause on it, ask inside it→every move read as a buying signal→James sees the signals and the headroom→£24,013 closed, £5,987 under budget
The common industry experience: a quote leaves as a document and waits. The next move belongs to the guest, or to a blind outbound call.
What MJ gets: a living quote the whole group shapes as they talk. The close belongs to a named human, fully informed and updated by AI.
Matched, not sold. Chosen for the group, not the margin.
The living quotation is not a 2026 idea: designed in 2015, prototyped in 2016. The AI makes it visible.
Act II · The group
One quote, shared to the group of eight. Eight conversations moving in parallel. One relationship.
A group booking usually starts as one lead booker and seven guests the brand does not know. Here every guest is known, heard and orchestrated before a booking exists: David's protocol, Sophie's vegetarian need, Lena's first cruise, all surfaced before anyone has to ask. Watch the party arrive, and the chat come alive.
one quote shared to eight guests→each guest's need surfaced as they speak→every question routed to James with its context→eight live relationships before a deposit is paid
Individual needs inside a group experience.
Act II · The close
Ryan asks about flights in the group chat. The question is read as demand, and James calls him with the options already on screen.
Nobody relays the message. The concierge answers Ryan in the thread, flags the question as a commercial signal, offers him a callback, and James is briefed before the call connects: Ryan's question, the group size, the airline he mentioned, the dates, the budget. MJ confirms in the same thread; James closes it on his name.
Ryan asks about flights in the group chat→read as demand, not support noise→callback in one tap, James briefed before it rings→£25,440 booked, still £4,560 under budget
£24,013 booked, £5,987 under budget · flights and transfers added live by James, £25,440, still £4,560 under · David's protocol live at every venue · booking, itinerary, group chat and crew brief updated from one conversation.
The transaction closes. The £148,000 relationship opens.
Act III · The crew already knew
Say it once. Every venue is briefed.
MJ mentioned David's allergy once, at enquiry. Before dinner on night one it has reached every restaurant, every bar, room service, the galley, the spa and the buffet, and Head Chef Marco Bellini has confirmed it to MJ himself.
The common industry experience: noted on a form, repeated by the guest, venue by venue, and hoped for at each one.
What MJ gets: said once at quote; every venue and kitchen briefed live, and the Head Chef confirming it in person.
This is not complaint handling. This is complaint prevention.
Act IV · Aboard
Booked. Aboard. And the same conversation keeps earning after the yes.
MJ films her suite and posts it straight to the group; that becomes a service signal, not just a memory. Two nights later she posts the desserts. Delight is read live, in the group's own words. A dip would be read just as fast.
MJ posts her suite, then the desserts→delight logged as it happens, and the wish inside the joke→James sees the mood rise, and what to offer next→8.5 to 8.9, and an offer worth making
A group having fun together, watched over, not managed.
Brand Sentiment is a continuous behavioural signal read from what guests say and do, never a survey weeks later.
Act IV · The remark
A passing remark becomes a staffed experience, because someone was listening.
The dessert joke is read as a wish. The concierge offers tonight's Sunset Flow; MJ asks for the whole group instead. The concierge does not improvise: it spots the group moment and bridges to James inside the same thread, with the full context. James books the Sky Deck at 6:15pm and posts it to the group. Five of the eight say yes in seconds.
MJ asks about yoga, then asks for the whole group→a group moment spotted, not improvised→bridged to James with the whole thread, and he books it→£1,924 onboard that nobody had to market
The common industry experience: keeping a whole group aligned, every day of a journey, is demanding coordination work.
What MJ gets: the whole group orchestrated with ease, AI carrying the detail, her named Ambassador assuring it, all voyage long.
A suggestion that answers a request is a shop. A suggestion that answers a passing remark is a concierge.
Act IV · The Amalfi call
The Amalfi boat is delayed. MJ calls, worried. Before James picks up: caller, context, sentiment and the next best action, on screen.
James answers already knowing her worry. The ship has held departure for approved excursions; he says so in his first sentence. Not every delay is a crisis, and reading that difference is human judgement, built in from the start.
MJ calls, worried→reason, sentiment and next best action on screen first→James reassures before he solves, and does not transfer→7.8 back to 8.5 before she hangs up
Before James picks up, the system has already spoken. He answers a person, not a ticket, and her Brand Sentiment is back before she hangs up.
Act V · The test
Deck 9, the pool bar. A dish carrying traces of nuts is offered to David, and stopped before it reaches him.
The one thing the voyage was built to prevent. The briefed crew stops the dish. Nobody is unwell, and nobody has written a complaint. Nobody needed to: the same listening that has followed MJ all week hears her reaction the moment she raises it in the chat, and the recovery clock starts.
MJ says it once in the group chat→read as a critical failure in eight seconds, the dish paused ship-wide→James and the operations desk alerted, and already moving→£89,000 of forward voyages still at the table
MJ can say anything, on any channel, at any moment: a line in the group chat, a word to the concierge, a star on any interaction. Nobody waits for a survey.
Every message, call and post is read for feeling as well as fact: direct signals, and the indirect ones in tone, pace and silence.
Every interaction is visible to MJ and rated by her, one to five, in her own words. A named human answers every rating, and a low one buys ownership and a time.
Luxury guests rarely complain – they simply never return. This one was heard anyway.
Act V · Twenty-two minutes
James calls within four minutes. He does not ask what happened. He says: I know what happened, and here is what I have done.
Four actions of his own: the call, a complimentary upgrade for the remaining voyage, private dining with Marco, an extended spa package. Recovered to 9.2 in twenty-two minutes. By voyage end, 9.4, higher than before the incident.
MJ's message, four minutes old→every fix already running before anyone dials→James calls and owns it on his own name→3.2 to 9.2 in twenty-two minutes, five stars in her words
A continuous, behavioural reading of how one guest feels about the brand, right now. It is read from what she says and does across every channel: the words she uses, the pace and tone of her voice, the ratings she gives, what she posts to the group, what she asks for and what she goes quiet about. It moves in seconds, not in a survey weeks later, and every movement changes the next action: who is alerted, what is offered, who calls. A survey measures the memory. This reads the moment.
The common industry experience: the first sign of trouble often arrives after the moment has passed, and a complaint is raised.
What MJ gets: the moment read live, recovery underway before a complaint is ever raised, closed by a named human.
Automation and a person, not either-or. The crisis did not break the model. It proved it.
Act VI · Legacy
Before MJ disembarks, a second living quote forms in the same group chat. Greek Islands, July 2027, £26,200, David's protocol already active.
The next voyage usually waits for an outbound campaign. This one was asked for, in the group's own chat, and James shaped it while they were still aboard. No discount, no campaign: the voyage shared as it happened, friends asking which line, and the group choosing who joins the Greek Islands.
the group asks for the next one, in their own chat→advocacy read live in what they say→James shapes the quote while they are still aboard→£26,200 rebooked, no campaign and no discount
voyage + onboard + rebooking · three revenue events£52,137
the confirmed rebooking plus the group's stated intent to sail again£148,000 → £193,000
The common industry experience: how the journey went is asked for afterwards, once everyone is home.
What MJ gets: advocacy read live in the group's own signals, the next voyage taking shape before the group is home.
The outcome
One enquiry. One voyage. Four returns from one continuous system.
Service run as the revenue engine
The enquiry that usually cools converts: £24,013 booked under budget, flights added live to £25,440, onboard revenue surfaced by sentiment, £26,200 rebooked without a campaign. Sell more.
A save, never a letter to the chief executive
A near miss read live and repaired in 22 minutes; every interaction open to the guest and rated in her own words; friction surfacing while it is still small. Serve more.
Told once, known everywhere
£89,000 of forward voyages held at the table. David ate at every venue all week without repeating himself once. The relationship ends the voyage stronger than it began.
Guests who leave as advocates
The voyage shared as it happened, friends asking which line, the group choosing who joins the Greek Islands. £148,000 lifted to £193,000, projected. Be more.
Same headcount, re-skilled and redeployed. Ambassadors spend more time in the relationships that matter, and the operation absorbs the peaks so the human stays free for the moment that counts.
Running at the same time for someone else: recognised on arrival, matched to her own Ambassador, a living quote built with her group, a wobble caught before it reached a review. Every interaction orchestrated by AI. None blocked by it.
Beyond cruise
Cruising is where you can see it today. It is one window, not a wall.
Every question, issue, need, complaint or enquiry goes through the same way of working: say it once, in your own words; AI reads intent, context, emotion and urgency; a named person owns the outcome. These are some of the ideas. There are many more.
Regulated control
What can be answered safely, when a specialist is required, which rule governs the decision, what was recorded and where human authority stays decisive. Two people say almost the same thing; only the frightened one gets a person in minutes.
Seats before the operation
Move two flights before his mother's operation without losing the seats already held. The medical deadline understood, the seats protected, new ones confirmed together with nothing extra to pay.
A private room, twelve guests, a surprise
An allergy, a fixed date and a father who does not know, read as one evening. Answered on WhatsApp, the surprise protected first, then the part nobody asked for.
Designed before AI, made visible by it
Everything the AI does here, I designed without AI first: natural-language self-service in 2011, the living quote in 2015, group quotes in 2016, the EPIC doctrine inside a greenfield bank in 2021. The dates are on the artefacts.
Also built or designed for retail and delivery, premium automotive, private wealth, concierge healthcare, motorsport hospitality and telecoms: the same operating model, wherever the stakes are high and the relationship is long.
Measured, not modelled: a luxury-travel proof of concept, in luxury travel rather than cruise, over three months, completed July 2026, client under NDA.
Beside it, the checkable record: £38m of annual operating cost removed across a 4,000-person global airline customer operation; a greenfield digital bank taken past two million customers in six months at 90%+ satisfaction. Every figure belongs to its role.
The ask
The first line to run this will not buy it. They will hire the person who built it.
This is a leadership hire, not a software purchase. I lead customer contact, service and direct sales, then build the model inside the existing CRM and contact-centre estate, with the same teams re-skilled and redeployed. First ninety days: mystery-shop the front door, map the resets, define the target operating model, select the pilot inside the stack you already own.
