Any sector, any wording. It works out what the customer needs, how they feel and how urgent it is, decides who should answer, and passes on all of it so nobody asks twice. A named person replies on the channel you pick. Same model, both builds.

The Translation

Most brands operate channels. This operating model manages relationships.

On a cruise it looked like the lead guest moving across six channels without ever starting again. In a bank it looked like a vulnerable customer met by the right specialist within one sentence. In an airline it looks like avoidable cost removed at scale, without the relationship ever feeling it.

Not a practitioner’s toolkit. This is how I lead: the operating model behind the track record above, and the method that produced the numbers. Customers feel served when employees can serve, so both sides have a system. EPIC CSX is the customer half, TIME EX is the employee half, and GenAI orchestration is what I build on top of both. The tech is easy; moving an organisation is hard. Most AI programmes optimise containment. I optimise what each relationship is worth: revenue, loyalty, advocacy.

Listen. Observe. Empathise. Lead.

The way I work inside the business, not from outside it. Senior leaders who deliver real change earn the right to lead through what they do in the first weeks, not through a slide deck. Before any framework, any plan, any deck, I listen. To frontline agents who know exactly what’s broken. To customers who’ll tell you the truth if you actually ask. To the exec team about pressure, history, what’s been tried.

Listening tells you what people think is happening. Observation tells you what’s actually happening. Where the journey breaks. Where systems fight people. Where money is being lost in plain sight. Empathy stress-tests the operating model against human reality: what does this feel like at 3am when the system goes down? What does it feel like to be the agent who can’t help? Empathy is not soft. It’s the diagnostic that exposes which fixes will actually land.

Then, and only then, the change happens. The first three phases earn the right to lead. Embedded means I’m in the room when decisions are made, on the floor when they land, accountable for the outcome alongside the people delivering it. Not a slide. Not a recommendation. A working transformation, run with the team, until it’s running without me.

The rare combination. The floor and the board.

I can roll my sleeves up and motivate front-line teams in the toughest of circumstances, and I can interact with and persuade the toughest of boards. Most people who run these operations are one or the other. Premium cruise, private banking, an airline group, a contact-centre greenfield: diagnose fast, decide hard, move teams. That breadth is the foundation. Board to frontline: trusted, authentic, energising, a leader who gives ownership and who people choose to work with again. What I want next is one brand, one mandate and the conditions to build something that endures. Permanent is the priority, and interim is genuinely open.

From April 2017 to January 2024 I was Global Customer Service Experience Director at Alvarez & Marsal, across banking, travel, logistics and business services in four regions. Six of those engagements were interim leadership: I held the operating role, ran the function and carried the numbers, rather than advising from the outside. Most of those clients are under NDA and cannot be named. The three I can name are dated in the track record above: D360 Bank, Edrington and ATPI.

I am a Customer Contact, Service and Experience transformation executive with more than 20 years running customer-facing operations. I am British, based in Bahrain, and globally mobile, working across the Gulf, the United Kingdom, Europe and Asia.

I am a contact centre turnaround and customer experience transformation leader who works as the operating executive rather than an outside adviser. My work covers contact centre operations and cost-to-serve, revenue and sales through service, customer loyalty and retention, BPO consolidation and management, workforce management and workforce optimisation, and the selection and integration of CRM, CCaaS, WEM and WFO platforms into real-time and post-interaction back-end systems. I am also an AI customer service leader: I built the EPIC CSX customer framework and the TIME EX employee framework in 2012, rebuilt both from scratch after GenAI, and completed INSEAD executive education in AI leadership in November 2025.
