One scenario, four moves. The scenario is luxury cruise — an anniversary group, a severe allergy, a crisis, a recovery, and a follow-on booking. The thinking is the same in banking, airlines, automotive, healthcare, premium retail, hospitality — any sector where the customer relationship is the commercial engine. This isn’t theory. It’s the operating model I’ve built and run, multiple times, at scale.

Act 1 — Discovery

I make AI organise everything before the human says hello.

Most contact centres re-key context. The customer answers the same questions twice, three times, four. I designed the architecture so context arrives with the customer.

AI extracts intent, entities, and sentiment from the very first message. The right specialist is matched on capability and history. The case opens with everything already there. Specialist time goes to thinking, not typing.

Act 2 — Group at scale

One specialist. Eight relationships. No coordination tax.

Group bookings are usually a coordination tax. I redesigned them as a revenue multiplier. Every guest in the group is its own conversation, its own commercial opportunity, its own retention path.

One booking link spawns eight live conversations. AI summarises thread state to the specialist, surfaces inflection points, reconciles dietary preferences and itinerary inputs. Humans handle the moments that matter; AI handles the rest.

MJ shares the quote with the group. 8 active threads open inside an hour. Photos, polls, dietary preferences, hesitations — all reconciled into one living view. The specialist gets alerted only when human intelligence adds value. Eight conversations, one thread, zero dropped balls.
Act 3 — Video as a closing channel

Video isn’t support. Video closes.

Sentiment in voice carries information text doesn’t. I designed the handoff to use it. When it counts, the human reaches back in the same medium — face, voice, presence.

Video intelligence reads sentiment, intent, and entities in real time. The specialist sees what mattered before they listen. The reply comes back as a personal video, addressing every concern by name. It doesn’t feel automated. It isn’t.

MJ records 20 seconds from her kitchen. Sentiment 7.0 — protective. The system detects David’s allergy reference before MJ finishes the sentence. The specialist replies with a 30-second video acknowledging the anniversary, confirming the Ocean Penthouse, flagging the allergy protocol. Modelled booking propensity jumps to 78%. Quote signs the same day.
Act 4 — Crisis & the revenue loop

Recovery isn’t cost. It’s the next sale.

Most CX functions optimise for cost-of-recovery. I optimise for what comes next. A well-handled crisis is the most reliable predictor of the next booking I’ve seen across 20 years.
